The next frontier in Irish customer experience is not AI adoption: it is AI orchestration. The Genesys 2026 State of Customer Experience report, drawing on surveys of 5,811 consumers and 1,560 CX leaders globally, finds that 40 per cent of CX organisations are already using agentic AI and 82 per cent of CX leaders expect autonomous AI agents to orchestrate the digital customer experience within three years. The opportunity for Irish organisations is both structural and commercially significant.
Genesys identifies three clear and interconnected cx strategy priorities for organisations making this transition: designing AI systems around consumer patience and failure tolerance; building the orchestration infrastructure that makes AI performance improvable over time; and adopting a genuinely customer centric strategy that treats AI orchestration as a customer satisfaction discipline rather than a technology deployment.
Consumer confidence in AI is an asset worth building on. Genesys finds that 76 per cent of consumers believe AI will improve service quality and speed. Harvard Business Review confirms that effort reduction is the strongest predictor of customer loyalty. Organisations that use voice of the customer data from AI interactions to improve resolution design will convert consumer optimism into durable customer satisfaction. Continuous improvement widens the performance gap between orchestrating organisations and those who treat AI as a one-time deployment.
Orchestration requires new organisational capability: Irish CX leaders must design coordinated customer experience systems, defining escalation logic, handoff protocols between AI and human agents, outcome metrics, and feedback loops that make AI performance measurably improvable. For Irish contact centres tracked by CCMA Ireland benchmarking, first-contact resolution remains the primary performance standard, and well-orchestrated AI that routes to the right resolution channel first time is the clearest path to service excellence across the omnichannel experience.
Agentic AI, which acts autonomously on behalf of customers, is the next design frontier and the one where Irish organisations can move ahead with confidence. Genesys expects agentic systems to orchestrate most interactions within three years. Irish organisations that develop governance frameworks for agentic action now, drawing on DPC AI guidance and the EU AI Act, will lead on digital experience innovation while building the customer insights infrastructure that agentic cx strategy depends on.
Three steps would allow Irish CX leaders to make the orchestration transition. First, map current AI deployments against the full customer experience journey, identifying orchestration opportunities. Second, define explicit escalation and handoff protocols for every AI channel, treating them as service excellence standards. Third, build a feedback loop from AI interactions into design iteration, using CXi Ireland benchmarking to track digital customer experience improvement against Irish sector peers over time.
The Genesys 2026 report confirms that AI orchestration is a present design discipline with quantified commercial consequences. Organisations that orchestrate well will achieve the customer experience excellence that broad AI adoption has promised. The result is measurably higher customer satisfaction, stronger customer loyalty, and a competitive position built on how well AI and human service work as a single designed system rather than as parallel deployments operating independently.
